How does MindMarket approach experience investment?

Which research methods do you use for experience investment?
This is work done in the experience itself: mystery shopping, customer intercept research and shop-along research for the physical side, and UX research for the digital side.

How do you decide where to invest in customer experience?
We decide by observing the real experience, on site and on screen, rather than the intended one: mystery shopping, customer intercepts at the moment of experience, shop-alongs and UX sessions. The observations show which moments customers notice, which they forgive and which make them leave. Investment is then ranked by what customers notice and by how realistically you could change it, so the loudest voice in the building stops setting the priorities.
How long does an experience study take?
An experience study on one venue type or one journey runs as First Listen in two to three weeks. A programme across several locations, physical and digital together, runs as Deep Listen, eight to twelve weeks, with a decision workshop that ranks the investments. Always Listening keeps observing after the changes are made, so you know whether customers felt them.
Is this customer journey mapping?
A journey map is part of what you receive, and it is built from evidence rather than from a workshop. Most journey maps describe the intended experience, drawn from desk research and internal interviews. Ours is drawn from the real one, observed in the venue or on the site, so it shows where customers hesitate, what they forgive and where they leave, with their own words next to each moment. It is less tidy than a diagram, and considerably more useful.
Can you cover physical and digital together?
Yes, and for most businesses you have to, because customers do not experience the two separately.
