How do you find out why customers leave?

We find out why customers leave by talking to the ones who have left. In-depth interviews reconstruct the weeks before they went: what changed, what they tried, what they told themselves, and the moment the decision was made. Online diaries with customers who are drifting show the same sequence as it happens. The reason people give first is rarely the reason at work, and the interviews are built to get past it.

How long does a retention study take?

A retention study runs as First Listen in two to three weeks when the lapsed customers can be reached from your own lists. Recruiting people who have left takes more effort than recruiting current customers, so a multi-market or multi-segment programme runs as Deep Listen, eight to twelve weeks. Always Listening keeps the conversation open with customers who are drifting, before they go.

Can you reach customers who have already left?

Usually, yes, and we assess feasibility before we promise anything. Lapsed customers are recruited from your own lists, and in practice one in ten or fewer of the people contacted agrees to take part, so the list has to be large enough to yield the sample. When the incidence is too low, or the business has only a few hundred customers in total, we say so on the first call and propose another route, such as customers who are drifting but have not yet left. It takes more effort than recruiting current customers, and it is the group that holds the answer.

Is this the same as an exit survey?

No. An exit survey captures one reason, at the worst possible moment, in a single click. This reconstructs what happened over the weeks before.
